well, how do you?
... as politely as possible.
Politely, and without losing your rag, and say "I'm sorry that you feel upset about this" - but you don't apologise for the thing they're cross about because it may not be your fault, but you can acknowledge that they are angry or upset, and that you are there to help them sort it out.
Difficult, in what respect?
Importantly - don`t interrupt them before they have had their say. That really irritates them. Listen calmly while they say what they have to say, then say your piece according to the situation. They don`t like conflict so don`t get defensive.
Be patient, understanding, polite but firm.
